Amee Mitchell: A Pillar of Customer Engagement at Bankwest
Amee Mitchell serves as a Senior Customer Engagement Consultant at Bankwest, engaging with customers seeking assistance regarding their banking needs.
This role demands not only rapid responses but also dexterity and precision. Though banking discourse in a digital medium might seem mundane, customers are far from deprived of Amee’s warmth and personalized support, augmented by a novel technology-driven companion from Microsoft.
“Having aided Bankwest customers for 15 years, I have witnessed significant transformations. The benchmarks for digital experiences evolve continually across various customer service sectors, not solely within banking.
While streamlined automations undoubtedly facilitate daily operations, the necessity for personal human interaction remains paramount when assistance is sought,” Amee remarked.
Bankwest employees have cultivated substantial expertise in navigating customer support in a digital landscape, as the institution has undergone a metamorphosis into a digital bank to cater to the surging customer preference for online interactions.
Leveraging Microsoft technology, Bankwest is diligently embedding cutting-edge solutions into its customer contact centre, prioritizing the enhancement of two critical facets of customer interaction through its AI-powered chat assistant, Bee, alongside real-time technological support for its frontline staff.
Firstly, Bee is designed to address fundamental inquiries, such as “how to reset a password” or “report a stolen card,” utilizing natural language processing to deliver swift answers, thereby improving self-service without necessitating human involvement.
Should Bee encounter a challenge it cannot ameliorate or detect the need for human intervention, the second facet of support is activated.
This system, integrated with AI capabilities as part of the Microsoft Dynamics 365 Contact Centre, can transfer the conversation, complete with contextual insights and a summary, to the relevant Bankwest employee.
It also assesses customer sentiment through an embedded feature, thus enabling Amee and her colleagues to engage with customers more attentively.
Customers can communicate asynchronously, sending messages while attending to other tasks as they await a reply.
A comprehensive record of interactions is preserved while the chat remains active, with extensive discussions distilled into succinct, actionable summaries for efficient follow-up.
“This empowers us to provide swifter, more informed assistance, ensuring customers feel authentically acknowledged and understood,” Amee added.
Translating Technical Jargon into Accessible Communication
Ty Luong, a Home Lending Specialist at Bankwest, asserts that the implementation of this solution has revolutionized his daily responsibilities, which predominantly involve guiding clients through the complexities of mortgage inquiries—where clarity is of utmost importance.
“At times, simplifying financial jargon for those unacquainted with such terminology can be challenging,” Luong elucidates.
“With access to Copilot, I can generate responses that are simplified or better structured. It has genuinely enhanced the quality of our dialogues.”
For instance, if a customer expresses confusion over the term “offset interest,” Luong can request a layman’s explanation, ready for customization before sending.
This not only conserves time but also ensures consistency in information dissemination across the team, rendering it easily understandable for the customer.
Additionally, Luong finds the sentiment assessment feature advantageous as a real-time tool that provides an immediate emotional gauge through a small emoji representation.
“The customer sentiment icon serves as a visual alert regarding the tone of the interaction. If it shifts to neutral or negative, I will recalibrate my approach, focusing on empathy, aiming to restore a positive atmosphere by the chat’s conclusion,” Luong said.
Crucially, Bee continues to learn and evolve. As Bankwest’s team accumulates insights from past interactions, Bee’s responses and prompts are refined, bolstering its capabilities to manage elementary inquiries.
The advantages multiply—the more the tools are utilized, the more astute and beneficial they become for colleagues.
A Collaborative Endeavor: Over 30 Insights from Bankwest Employees
This initiative was far from a conventional off-the-shelf technology acquisition; it stemmed from a co-creative collaboration between Bankwest and Microsoft, initiated from the ground up.
“Our pursuit of an out-of-the-box tool was aimed at crafting world-class experiences within our in-app digital chat interface,” commented Luke Robinson, Bankwest General Manager of Customer Engagement.
“We are actively collaborating with Microsoft engineers to refine how it can evolve with shifting customer expectations.”
Bankwest staff contributed over 30 innovative suggestions that shaped the platform’s features.
“Among the myriad iterative changes proposed by our team were simplifications such as push notifications that direct customers to the ongoing chat and security enhancements like data masking protocols for Australian tax file numbers,” Robinson indicated.
“This presents a significant learning curve for all involved, yet we take pride in our collaboration with a global software titan on an emerging platform, one that enables us to perpetually innovate our services as customer needs and expectations change.”
Pioneering Excellence in Australia’s Banking Landscape
Bankwest’s objective is to emerge as Australia’s preferred digital bank—achieving this involves meeting customers in their preferred spaces, delivering instantaneous service complemented by a personal touch.
Through its Microsoft-supported customer engagement centre, Bankwest fuses speed with empathy to enhance the customer experience.
Digital chat currently represents the majority of customer interactions at Bankwest, with positive feedback increasingly evident.
Employees are also receiving the opportunity to familiarize themselves with pioneering technology tools, which equip them with skills suited for the future.
This journey has been facilitated by judicious change management that included Bankwest staff in the design process, ensuring transparency regarding the role of innovative technologies.

The customer engagement centre at Bankwest has not only become smarter and more personable but is also on a continuous trajectory of enhancement, bolstered by a harmonious blend of human acumen and machine intelligence.
“Our personnel remain pivotal to every interaction,” concludes Robinson. “Our sustained commitment to innovation simply streamlines their responsibilities while enriching customer satisfaction.”
